대형 프렌차이즈 레스토랑이나 카페, 식당 하다못해 As센터나 통신사까지 자랑하는게 있죠. N년 연속 고객만족도 1위! 그 놈의 고객만족도를 조사하는 기관은 당최 몇 개나 되는건지 어딜가도 우리가 어떤 기관에서 조사한 고객만족도 1위다라는걸 당당하게 내겁니다. 물론 고객만족도가 높다는건 그만큼 직원이 친절하다는 확률이 높을테니 소비자입장에서는 좋은일일지 모릅니다. 그런데 이게 현장에서 근무하고 있는 근로자 입장에서 바라보면 과잉친절을 만들고 진상 손님의 억지를 들어 줄 수밖에 없는 족쇄가 되는게 아닌가하는 생각이 듭니다. 간단하게 생각해서 비단 서비스업종이 아니더라도 나를 평가하고 점수 매기는 사람의 비위를 맞추는건 흔한 일이니까요. 공무원이 불친절하다는 이야기를 많이 들은적 있습니다. 이들도 민원에는 민감할텐데라는 의문이 들었지만 아 얘들은 사기업과 달리 고객만족도 이런걸 안 하겠구나 하는 생각이 들더군요. 1. 서비스업종에서는 최대한 기분 나쁘지 않게 거절하는 화술을 사용합니다. 쿠션 멘트(굉장히 죄송하지만, 도움이 되어드리지 못해 정말 죄송하지만)를 사용하고 안된다는 부정적인 효현은 사용 금지, 안된다 대신 어렵습니다 같은 표현으로 최대한 기분 나쁘지 않게 응대하는데, 쿠션 멘트야 뭐 서비스업종이니 이 정도 화술은 사용할 수 있다고 생각하는데, “어렵습니다.” 이건 무슨 군대도 아니고 왜 이렇게 돌려서 표현해야 하는지..... 2. 콜센터에서 콜 받을때마다 무슨 평가 항목들을 메시지로 보내줍니다. 저야 어지간해서는 무조건 최고점을 줍니다. 낮은 점수를 받으면 응대했던 콜을 다시 들어보고 뭐가 잘못됐는지 분석하고 질책 받을게 보여서요. 이렇게 매번 평가 받는게 참 힘들어서 오래 못했던 아르바이트입니다. 3. 스타벅스에서는 포스 기기 하나당 하루에 한번 음료 무료 쿠폰이 나옵니다. 당첨된 손님은 QR코드를 스캔에서 간단한 설문에 참여한 후에 무료 음료 쿠폰을 사용 할 수 있는데 이 간단한 설문이 평가입니다. 그리고 이 평가 점수에 굉장히 민감해서 이번달은 평균 몇 점이 나왔고 우리 근방 지점중 우리가 몇 등이고 어떤 부분이 손님이 느끼기에 불친절했네 이렇게 자숙타임을 갖습니다. 4. 은행에서는 지점에 방문 했던 손님 중 한명에게 랜덤으로 콜을 보내서 평가를 받습니다. 이 손님이 진상이었는지 단골인지, 은행에서 오래 기달려서 굉장히 기분이 나빳던 손님이었는지에 따라 평가 받는 받는 점수가 크게 차이 나지만 그런 부분은 고려되지 않습니다. 5. 미스테리 쇼퍼라는게 있습니다. 손님을 가장해서 지점에 방문하고 평가항목에 따라 점수를 매기고, 여기서 낮은 점수를 받은 매장은 난리납니다. 이런류의 제도, 평가 항목이 지금의 과잉 친절을 만든 배경이 아닌가 생각해봅니다. 근무자의 불친절을 막을 장치는 필요하지만 지금의 평가제도는 좀 과하다고 개인적으로 생각합니다.
